The customer stays upset until they're handled well
This is the line between a roleplay and a policy quiz. The AI customer has a problem, a history with your company and a reason to leave, and the call goes wherever your agent takes it.
Agents can't click through to the right answer. They have to stay calm, find the words and deal with what comes back, the same as on the phones.
Example scenario
High-Value Client Complaint: a key account threatening to leave
A client's order has arrived late for the second month running. They've had a competitor's proposal on their desk since the first time.
Explain why the delay happened and they hear an excuse. The call ends with a request to speak to your manager.
Acknowledge what it cost them, then commit to a specific fix and they stay on the line to work it out with you.
Scored on acknowledging frustration, empathetic language, taking ownership, explaining next steps clearly, and retaining the customer.
Feedback an agent can use on the next call
Not a percentage and a thumbs up. Every call is scored against named criteria, with what the agent actually said and what to try instead.
A complaint is scored on de-escalation and ownership. A billing query is scored on clarity and accuracy. The measure fits the call.

Then they work on the moment it went wrong
A score tells an agent what happened. Coaching is what changes the next call, and team leads rarely have time to give it to everyone on the floor.
